How we transformed outdated training into a modern learning experience that helped agents recognize threats, prevent fraud, and protect customer accounts.

PUTTING THE PIECES TOGETHER

Customer account security was one of the highest-risk responsibilities agents faced.

A single mistake during verification could lead to unauthorized access, fraud, account compromise, or significant customer impact.

At the same time, agents frequently encountered frustrated customers, complex account situations, and increasingly sophisticated social engineering tactics.

Our team needed to answer a critical question:

How do you prepare agents to make confident security decisions while protecting customers and the business?

I helped redesign the Accounts curriculum to focus on practical decision-making rather than simply presenting security policies.

The redesigned experience helped agents:

Activities

Learners analyzed account examples, identified security issues, and applied concepts in a safe learning environment before working with actual customers.

Creating a Memorable Guide

Introduced "Sal Securio" as a recurring character who helped make complex security concepts more approachable and engaging throughout the learning experience.

Building a Learning Journey

The redesigned curriculum guided learners through a structured learning path that progressively developed account knowledge, best security practices, and account support decision-making skills.

Using Storytelling to Drive Relevance

Rather than teaching abstract concepts, agents explored realistic scenarios showing how compromised accounts can impact real people and what should happen to assist them.

The Puzzle Solved 

The redesigned curriculum transformed security training from a policy-focused experience into an engaging learning journey centered on practical application and confidence-building.

  • Contributed to reducing the Accounts curriculum from 12 courses to 8

  • Reduced total training time from 16.5 hours to 12.75 hours

  • Generated estimated training savings of $56,000

  • Improved learner engagement through storytelling and interactive practices

  • Helped learners better understand security concepts and ask more informed questions during training
